The most common worry I hear from business owners about AI on the phone isn't about the technology. It's this: what happens when the caller needs a real person, and can't get one?
It's a fair worry. We've all been stuck in a phone menu that won't let us out. If AI just becomes a new, smarter wall between customers and your team, it will hurt your brand rather than help it.
Customers are cautious, and they have reason to be
In a Gartner survey of 5,728 customers, 64% said they would prefer companies didn't use AI for customer service, and 53% said they would consider switching to a competitor if they found out a company was going to. Their top concern was that AI would make it harder to reach a person.[1]

53%
would consider switching to a competitor over it[1]
I don't read that as "customers hate AI". I read it as "customers hate being trapped". The fix is simple to say and takes care to build: the AI should always know when to step aside.
Calls an AI agent can usually handle end to end
These are the calls that follow a clear pattern and where speed matters more than judgement: booking, changing or cancelling an appointment; checking opening hours, prices, availability or directions; tracking an order or delivery; and taking down the details of an enquiry so your team can follow up.
For these, an AI agent is often better than voicemail and just as good as a busy receptionist, because it answers on the first ring, every time.
Calls it should pass to a person
A good rule of thumb: hand over whenever the call needs judgement, empathy or authority. That includes a customer who is upset or complaining, anything involving health, safety or money disputes, requests that fall outside your normal policies, and any time the caller simply asks for a person. That last one should always be honoured, straight away, with no arguing.
The AI's job isn't to keep people away from your team. It's to make sure your team spends its time on the calls that really need them.
How to make the handover feel seamless
The worst part of being transferred is having to start again. So when the AI passes a call on, it should hand over the context too: who the caller is, what they want and what has already been tried. Your team member can then pick up with "I can see you're calling about…" instead of "How can I help you?"
If nobody is free, the AI should say so honestly, take a message with the details, and promise a callback within a set time. Then your team needs to keep that promise.
Where to start
Write down the ten most common reasons people call you. Mark each one as "AI can handle", "AI starts, person finishes" or "person only". That one page becomes the brief for any AI agent you put on your phones, and it's the first thing we work through with every client at PolymetricsLab.
